Call centers are the customer service gateway in the utilities industry. Making the call center smarter will not only boost customer satisfaction but also reduce operating costs.
In this session, Infosys experts will talk about key call center KPIs such as average handle time (AHT), first call resolutions (FCRs), and hold time. They will also discuss how these can be improved by investing in smart initiatives for the call center.
The session will explore smart solutions that can be implemented on any SAP call center platform (traditional SAP CRM or S/4HANA Customer Engagement or Service Cloud). These solutions from Infosys and SAP allow agents to predict customer calls, automate process steps, and experience one view of the customer. Enabled by artificial intelligence and machine learning (AI/ML), they also help integrate better with external as well as internal systems.
The session will provide a short demo on our smart call-center offering called AI enabled Contact Center Cockpit for Utilities that leverages SAP Service Cloud integrated with Infosys Cortex application. It provides a customer summary dashboard and a solution driven by natural language processing (NLP) and AI. The solution allows users to listen to customer conversations and provide real-time emotional and informational support. It also allows the user to take actions in real time and empower agents to drive quick decision making via contextualized insights in the form of nudges.

Globally, the Utilities are moving towards renewable sources of generation rather than being more dependent on fossil fuels; with the reasons being environmental impacts, carbon footprint reductions, depleting fossil fuel sources and regulatory pressures to name a few. Due to advancement of technology, the grids are also now becoming smart grids with various renewable sources getting tied up with existing grids networks like but not limited to wind, hydro and solar systems. Solar technology has come a long way from its humble beginnings. What once was prohibitively expensive to most homeowners and commercial consumers, has now become not only affordable but often incentivized by state and federal governments.
What once opposed by Utilities as a loss of direct consumers and revenue for them if consumer switches to Solar PV rooftop systems, is now proving to be a boon for the Utilities. Utilities are also aligning their operating business model as a part of sustainable journey which is helping them with better load balancing, better power procurement cost which in turn is being passed on to consumers in the form of competitive tariffs for on peak and off peak rates resulting in to a win-win situation for both, Utilities and consumers.
